Everything was perfect upon check in. We were assigned a lovely, well appointed room facing the Avenue. The room was warm, and inviting. The bathroom was fresh, clean and modern, with a sumptuous line of creams, soaps and body gels. There were two, fluffy, bright white bathrobes and the towels were also brand new and lovely. The bedlinens were the best I have ever slept in, the down pillows were a perfect fit for me. The hotel is in a wonder location and close to everything. The staff greeted us as if they were welcoming us into their own home. Such a warm welcome from everyone. You can tell, everyone loves their workplace and are happy to be there.

Dear General Manager and Senior Management Team, I am writing to formally escalate a serious service failure that occurred today at the Front Desk of Sofitel Lisbon, which has significantly impacted my family’s stay and falls well below the standards expected of a five-star Sofitel property. I am currently staying at the hotel for five nights with two rooms for my family, with a total expenditure of approximately €3,000. Having previously stayed at Sofitel properties, I chose Sofitel Lisbon with the clear expectation of seamless service, professionalism, and guest care. To summarise the situation clearly: I initially booked two rooms for three nights starting 31 January 2026. Last night, I extended the stay for two additional nights (checkout on 5 February 2026) via the ALL – Accor Live Limitless platform. This morning, when one room key failed, I visited the Front Desk at approximately 2:00 PM and informed the staff of the extension. The receptionist processed the keys and explicitly confirmed that everything was completed and would be handled at checkout. Despite this confirmation, later in the evening—after returning from dinner with my family and young children who were visibly exhausted—I approached reception solely to hand over my car keys for valet parking. At that point, the Front Desk Assistant, Mr. Telmo Pereira, insisted that the extension had not been completed and required me to go through the entire process again. Even after I clearly explained that this had already been done earlier in the day, he persisted. As a result, I was forced late in the evening and in front of my tired family to repeat documentation, sign again, and make payment again for the same two nights. While I was understandably extremely upset, I maintained my composure. However, this experience was shocking, unnecessary, and unacceptable, particularly at a luxury hotel where coordination, discretion, and guest comfort should be a given. This incident reflects: Poor internal communication Lack of ownership at the Front Desk Complete disregard for guest experience and family circumstances I expect the following actions from hotel management: A formal written apology from the hotel management acknowledging the service failure. Clear clarification and assurance that I have not been incorrectly charged or duplicated in payment. Appropriate service recovery or compensation in line with five-star hospitality standards, considering the inconvenience, stress, and disruption caused to my family. Confirmation that corrective measures will be taken to prevent such incidents in the future. I trust that this matter will be reviewed seriously at the senior management level. I expect a prompt response outlining the findings and actions taken. I look forward to your immediate attention and resolution. Yours sincerely, Syed S.
