I waited over an hour for luggage to be brought up to room once checked in. I called to ask where it was and was told it was on its way, 30 minutes later, still no sign of it. I ended up going down to the lobby and was shown into the luggage room where I saw my luggage still sitting there. Clearly not on the way. By the time I had the luggage up in the room, we missed our dinner reservation. Missing a reservation happens, but this reservation was different. I had booked a very exclusive restaurant months in advance as it formed the foundation of my marriage proposal. As a result, the restaurant were not able to accommodate us at a later time due to other commitments, absolutely no issue with that because it wasn’t their fault. I’ve now returned home from our trip, not engaged as planned & with a very strong sense of resentment towards the hotel based on their actions or lack thereof. What makes it more difficult to accept is the obvious failings of the processes or communication within the respective members of the team in the lobby. When I raised the issue with them, as well as the impact it had on what was meant to be the happiest evening of my life, I received a very insincere, one-worded apology. The person in question could not have cared less as once the word “sorry” was voiced, he immediately began talking to another guest and our interaction was clearly over. So to summarise events, the staff in the lobby failed to delivery their customer promise of having my luggage delivered to the room straight away. When I called down to ask if everything was ok and if it would help if I came to collect it myself, I was asked if I handed over the luggage slip, to which I responded yes, then was told “then it will be on the way” and then the phone hung up. 30 minutes passed and still no sign of it. Went and found my luggage in the room without having been moved. That clearly shows that when I called down, the person I spoke with didn’t care enough to even check to understand if my luggage was there, instead assumed and effectively lied about the whereabouts of my belongings. I would really like to understand how this can happen and how it is so easy for a group of people to disregard processes and most importantly the service provided to their customers?! As a travel agent, I often recommend Pullman to clients based on their own experiences and feedback, but following this, I will never have the trust to recommend their hotels again at the risk of a similar experienced being felt.
