Booked an exec room but initially assigned a superior. Then assigned the suite but probably had not been used in a long time. Mold/humidity smell but I checked in at 11pm and I was too tired to ask for yet another change

I’m writing to express my deep disappointment and distress regarding the treatment my family and I received during check-out from Novotel Zurich West. - *Guest:* Venkata P. T. - *Rooms:* 320 & 322 - Superior connecting rooms - *Date of Incident:* 07/06/2026 - *Late check-out approved till:* 5:00 PM *Incident Summary:* Due to a issue with my 12-year-old daughter, we required an additional 30 minutes beyond the approved 5:00 PM check-out. At around 5:00 PM, receptionist Mrs. Alice called our room. I informed her we would be down in 10-15 minutes. Instead of understanding, she responded in an aggressive and harsh tone, threatening full night charges if we didn’t come down immediately. Within 5 minutes, at ∼5:20 PM, Mrs. Alice came to our room and spoke in a terrifying manner directly to my daughter while I was in the bathroom. When I came out and requested 15 more minutes, she barged toward the room. I then agreed to pay. She demanded 100 CHF, pointed her finger at me and my daughter, and warned us to be down by 6:00 PM. We checked out at 5:55 PM. At reception, after I paid by card, Mrs. Alice and her colleagues spoke in Swiss German and were laughing. The entire interaction felt humiliating and targeted. I felt she was courteous to non-Asian guests, but behaved very differently toward us, which makes me concerned this was due to ethnicity. I am a loyal Accor guest. I stayed 9 days at Novotel Basel with excellent service, and at Fairmont Singapore last November with no issues. This incident at Novotel Zurich West has had a strong negative impact on my family, especially my daughter. She was so disturbed she asked us to vacant immediately. I would not recommend Novotel Zurich West to friends or colleagues & I hope no other family faces this experience.Wish you would take some corrective action. Sincerely, Venkata P. T. +9… P.…

Dear Mr. T., Thank you for taking the time to share your feedback regarding your recent stay at Novotel Zürich City West. We are sorry to learn that your departure experience left you and your family feeling upset. We understand that this situation was stressful, particularly for your daughter, and we regret that your stay ended on a negative note. Following your complaint, we reviewed the circumstances with the team members involved. As a gesture of goodwill, and despite the hotel operating at very high occupancy, we made an exceptional arrangement to extend your late check-out until 5:00 PM. This extension placed considerable pressure on our Housekeeping team, as the rooms were required for arriving guests and needed to be prepared within a very limited timeframe. According to our records, several attempts were made to contact the rooms after the agreed departure time. When our team member visited the rooms at approximately 5:20 PM, the rooms had not yet been vacated and preparations for departure had not been completed. As the agreed check-out time had already passed and additional time was requested, the only available option was to extend the occupancy by an additional hour and apply the corresponding late departure charge of CHF 50 per room, which was accepted at the time. While we understand that perceptions can differ, our review does not support the allegation that any member of our team acted in a discriminatory manner or intentionally sought to intimidate you or your family. We are nevertheless sorry that the interaction was perceived this way and that it caused distress. Novotel and Accor are committed to treating all guests with fairness, respect, and professionalism, regardless of nationality or background. We take such concerns seriously and have carefully reviewed the matter. Thank you again for bringing your concerns to our attention. While we believe our team acted appropriately in managing the agreed late check-out arrangements and the operational requirements of the hotel, we appreciate your feedback and will continue to emphasize clear and courteous communication in all guest interactions. We loved our stay. The air con in the rooms worked so well in the heat wave. Breakfast was delicious, the playground in the courtyard was lovely, and the pool was clean.
