Dear Accor Customer Care, I am writing to formally request a review of a recent stay at Mercure Madrid, as the experience did not reflect the standards expected from the Accor brand, particularly for a guest entitled to Gold status benefits through my AMEX Platinum Australia card. We selected this hotel partly because of those benefits. Unfortunately, none of them were honoured during our stay. Upon arrival, our early check-in request was denied without any flexibility. We attempted to use the 30% restaurant discount applicable to Gold status, but it was not recognised. We were also told that our Gold status did not appear in the reservation, which we believe was incorrect. Additionally, no room upgrade was offered, and we were assigned a second-floor room instead of a higher floor. The room was not properly clean upon arrival, which was disappointing. Finally, our late check-out request was also denied. Altogether, this created a very poor experience and did not reflect the level of service expected when booking an Accor property while holding Gold status benefits. I kindly ask Accor to review this case and take the appropriate action, as these benefits were clearly not respected during our stay. I look forward to your response.

As I mentioned when responding to that review, regarding early check-in and late check-out, please note that as a Gold member of ALL - Accor Live Limitless, you may choose one of these two benefits, always subject to availability. Unfortunately, these benefits are not guaranteed and depend on the hotel’s occupancy at the time of arrival or departure. Concerning the restaurant discount, we would also like to clarify that Mercure Madrid Centro does not have its own restaurant. Additionally, the dining discount benefit is 10% and applies only to Platinum, Diamond, and Limitless members. This benefit is not available in France, Italy, Spain, Portugal, Asia Pacific, or at Mercure Panorama Freiburg. We kindly encourage guests to review the benefits associated with each membership status to avoid any possible misunderstandings. The hotel is old, but it seems to be relatively well maintained. The room is small. There is no restaurant in the hotel, and they only serve breakfast, which is very limited. There are no individual toiletries provided in the shower. Housekeeping knocked on my door at 9 a.m. The reception desk was the biggest disappointment. The staff do not speak proper English and take a very long time to understand what is being asked of them. I understand that a hotel in the city center can cost €350 per night, but the service is simply terrible. If you compare it to Novotel in Madrd, it is much better there.

Regarding the bathroom amenities, in line with Accor’s sustainability commitments, we do not provide individual single-use toiletries in order to reduce plastic waste. However, additional items are always available upon request at Reception, we would have been more than happy to provide anything you needed. Concerning the restaurant, while we do not have a full-service restaurant on site, we do offer a room service menu available daily from 13:30 to 00:00. Our team would gladly have arranged this service for you had we been informed. We sincerely apologize for the housekeeping knock at 9:00 a.m. We understand that this may have disturbed your rest, and we will remind our team to be especially mindful of early hours. We were disappointed with the hotels rooms. The sound proofing was not good.We could hear the people above us and next to us. The torn sheer curtains and paper cups for hot drinks in the rooms was very disappointing. The staff were great and the common areas were very nice. The bathroom was well appointed but the bedroom had dark timber benches and they had chips and dents .
