Dear Yao C. Thank you for taking the time to write to us openly following your recent stay. I would also like to thank you for your continued loyalty as an ALL Platinum member. We truly value your support, which makes your comments especially important to us. I hope you were still able to enjoy your birthday during your visit. It was wonderful to read that there were memorable moments throughout your stay, from the comfort of your room and the spectacular views to your dinner at Totsuji. I was especially pleased to hear about Elaine. Knowing that someone on one of her very first days with us made such a positive impression on you and your family is incredibly encouraging, and I will make sure she sees your kind words. At the same time, I appreciate the honesty with which you shared the parts of your experience that did not meet your expectations. Our breakfast buffet was introduced on 1 July, and the response has honestly exceeded anything we had anticipated. It has been wonderful to see so many guests enjoying it, but your experience is a timely reminder that we must grow just as quickly as the demand. We are already refining our staffing, service flow and leadership presence to ensure every guest receives the same level of care, regardless of how busy the restaurant may be. I also wanted to personally acknowledge your experience at Totsuji. I am pleased the meal itself was memorable, but when you raised your concern about the uni, we missed an opportunity to show genuine hospitality. Sometimes it is not about whether something is right or wrong, it is about taking the time to listen, checking it properly and returning to the table with care. That follow-up should have happened, and I have already shared your comments with both our culinary and restaurant teams. One comment, however, stayed with me after reading your message. You mentioned that, at times, our Japanese team came across as distant rather than welcoming. I understand exactly what you mean. We often speak about being respectful, but if that respect is not accompanied by warmth, it can easily be interpreted differently by our guests. Hospitality should never feel reserved. It should feel genuine, effortless and personal, regardless of where our guests come from. That is something we will continue to coach and develop across our team. Thank you once again for taking the time to share your experience with such honesty. I genuinely appreciate it.
