A most horrible experience

We booked our trip with a late checkout of 5pm for an additional fee of $149. We also booked a car to the airport for $29. The confirmation email came back with both those options confirmed. The last day of our trip as we were sitting by the pool at 2pm a representative tracked us down and said we had to leave. I explained that we had confirmed and were paying for late check out. He said that can’t do that they need the room. I explained that I didn’t “request” a late check out, I paid for it and I showed him the email. He still insisted that he could not give us what we booked. He humiliated us in front of other guests when all we wanted was what we had booked and confirmed. He finally came back and said they would move us to another room. We choked on our lunch and rushed up to our room in wet bathing suits to pack up. 15 minutes later we called down to have our luggage picked up. We did not shower yet as we wanted to vacate the room they needed so badly. We waited for 45 minutes in wet bathing suits for someone to come up a take us to the other room. We checked out at 5 and I asked where are car was and they said they hadn’t booked it! With our day ruined we headed to the airport in a hot taxi. Through the entire experience, not once did anyone say they were sorry.

The hotel is wonderful, charming, well located, all the hotel's rooms are very beautiful with the contrast between the old and the new, the service of the hotel's employees is simply sensational, and I even had the opportunity to enjoy a service by Butler (Gustavo) who surprised my expectations. I will definitely go back there, a must.

To be honest, this hotel is all about money but not service. They charge you but don’t deliver. Extremely bad service with the front desk, customer service really bad. They really need to work on this end.

Actually, we are used to receive compliments about the warmth and friendliness of our ambassadors. We are surprised by your comments since we tried to accommodate all your requests like the late check out despite of the occupancy of the hotel and we kept the same room for both of your reservations even though your reservations were made in different categories of room. The old part of the Hotel is beautiful, the rooms and new building less so. Rooms need urgent refurbishment, they do not correspond to a 5 star property. Bathrooms are far too small. Pool is crowded, and this part of the hotel lacks calm and class.

We have stayed at the Santa Clara many times and decided to stay here when we were married on New Year's Eve. After the ceremony we attended the Santa Clara New Year's Eve party with a small group of wedding guests. The dinner was nice. The hotel was decorated very well. The band was terrible. We heard many complaints. Also, we were disappointed that the hotel made us and our wedding guests feel less than welcome at the party. It was as if they resented a wedding party being at their New Year's Eve party. For example, after the wedding ceremony we went to the outside bar for a cocktail hour before dinner. The staff would not serve us champagne to make a toast because our son (7) was with us. A member of the family had to leave with our son before they would serve us even though we had been to the outside bar with him many times before. Very disappointing. Also, none of the staff went out of their way to acknowledge that we had just been married. There were no congratulations whatsoever. We paid top dollar to stay at the hotel and attend the New Year's Eve party. We are platinum members of Accor. You would think that would warrant some courtesy but it didn't. So while this is a beautiful hotel and we normally enjoy staying here this time was disappointing and will give us pause before we decide to return. There are many other fine hotels in Cartagena.

We highly appreciate your loyalty to The Santa Clara and to Accor, and your comments about the hotel and the New year’s eve event. Since the moment you said you wanted to celebrate this special moment we save the tables needed for that day, and even though they were many changes in your agenda we were very flexible, since you we consider you part of the family, being able to make the adjustments necessaries in order for you to celebrate your wedding on that day. Regarding to the situation presented at Botika Bar, since this area, although it belongs to the hotel, is registered as a bar and, the entrance of minors is restricted as established by the national government. I apologize if this has caused you any inconvenience. I am sorry you didn’t feel the recognition and that we couldn’t celebrate your wedding, New Years Eve event at the hotel is one of the biggest event we host around the year, welcoming not only guest of the hotel but also external people attending this event with very high expectations. Out hotel is very well known for wedding celebrations and it is because our wedding team dedicate themselves to this specific event. We hope to have the opportunity of welcoming you back soon and create for you the 007 experience you have always experienced at the Santa Clara.
